What managed helpdesk services include

Managed helpdesk support is the outsourced operation of your service desk: taking tickets by portal, email, chat and phone, triaging and prioritising them, resolving L1 and L2 issues to a written scope, escalating L3 to your engineers or ours with the diagnosis already done, and reporting on volume, response and resolution times every month.

We run helpdesks for three kinds of clients. Managed service providers who white-label our desk to serve their customers. SaaS and product companies who need technical customer support that understands their stack. Internal IT teams who want overflow, out-of-hours or full coverage for employees across time zones.

The desk runs on your tooling (Zendesk, Freshdesk, Jira Service Management, ServiceNow, ConnectWise, Autotask, HaloPSA) or on ours, with your knowledge base and runbooks, and your branding on every touchpoint if that is what you need.

L1, L2 and L3 support scope

L1 covers first contact and resolution of common issues: password and MFA resets, account provisioning, Microsoft 365 and Google Workspace questions, application how-to, printer and device setup, VPN and connectivity checks, known-issue workarounds, and accurate ticket categorisation so nothing is lost.

L2 covers technical resolution: Windows, macOS and Linux endpoint issues, Intune and Jamf, Active Directory and Entra ID, email flow and security, network troubleshooting, SaaS administration, server and application faults within the runbook, and escalation with a full diagnosis when the fix needs a change or specialist access.

L3 is engineering. Because our helpdesk sits next to our NOC, server management and cloud teams, tickets that need a Linux engineer, a network change or a cloud fix go to someone on the same floor rather than to a queue. For MSP clients, L3 can be your engineers, ours, or a mix by category.

White-label helpdesk for MSPs

MSPs use our desk to cover growth, nights, weekends and public holidays without hiring for the peak. Agents answer as your company, work in your PSA and RMM, follow your escalation matrix and your customer-specific notes, and report per end customer so your account managers see the numbers. Onboarding captures each customer's environment, contacts, VIPs and standing instructions before the first ticket is taken.

Retention is the point. A slow or unhelpful desk is the first thing an MSP customer notices and the most common reason they leave. Our SLAs are written to the response times your contracts promise, and the monthly report is designed to be forwarded to your customers.

Coverage hours, channels and SLAs

Coverage is business hours, extended hours or 24/7, in your customers' time zones, delivered from Mohali with follow-the-sun shifts across UK, US, Australian, Gulf and Singapore hours. Channels are portal, email, chat, phone and Teams or Slack, with a single queue behind all of them.

Standard SLAs: P1 acknowledged within 15 minutes and worked continuously; P2 within 30 minutes; P3 within 2 business hours; P4 within one business day. First-contact resolution targets are agreed per client based on the ticket mix, and every SLA is reported monthly with the misses explained.

Process, knowledge and quality

The desk runs ITIL-aligned incident, request and problem processes, with a knowledge base that grows from every resolved ticket. Repeat tickets become problem records and, where the cause is on managed infrastructure, a change. Agents are trained on your environment before go-live and re-trained when it changes.

Quality is measured: ticket sampling and review, CSAT on every closed ticket, first-contact resolution, reopen rate and time to resolve by category. The numbers are in the monthly report next to the SLA figures, and a named service delivery manager owns them.

Security and compliance in the helpdesk

Helpdesks are a common attack path: social engineering for password resets and MFA changes. Our agents follow identity verification procedures agreed with you, log every privileged action, never handle passwords in plain text, and work from hardened, monitored endpoints with no local data retention. Access to your systems is through named accounts with MFA and is reviewed quarterly.

The desk's controls and records map to ISO 27001, SOC 2, GDPR and regional requirements such as the Australian Privacy Act, PIPEDA, the UAE PDPL and India's DPDP Act. Certification and audit work is delivered by our sister firm PraxisQ Consulting.

Helpdesk pricing and engagement

Managed helpdesk is priced per supported user or per end-customer seat per month for internal and MSP desks, tiered by coverage hours and scope (L1 only, L1 and L2, with or without L3 engineering), or per ticket for variable-volume SaaS support. Minimum monthly commitments apply for small desks. Onboarding is a fixed fee covering discovery, knowledge capture, tooling integration and agent training, typically two to four weeks.

Contracts are monthly rolling after the first quarter. Clients who also use our NOC monitoring, server management or cloud services get one report and one account team for all of them.
